Because we kept finding the same thing in audits. A business spending real money on advertising, generating plenty of enquiries, and losing a large share of them in the gap between the form filling and somebody responding. It never appeared in any report because nobody was measuring it.

Common questions
What is a good response time?
Under five minutes is a meaningful threshold and under sixty seconds is better. The gap between five minutes and an hour is large. The gap between an hour and the next day is close to total.
Is this monitoring our staff?
It measures the process, not individuals, and we set it up that way deliberately. The common finding is that enquiries arrive when nobody is assigned to them, which is a system problem rather than a person problem.
What do we do once we can see the number?
Usually three things: automatic acknowledgement so nobody waits in silence, clear ownership so every enquiry has a name against it, and missed call text back for the after hours gap. All three are quick.
